Does the Right Hand Know What the Left Hand is Doing?

In many large companies, no, the right hand does NOT know what the left hand is doing.

I had 2 web chats and a telephone call with three different individuals with the same internet service in the past week and got 3 different answers. The last answer was best, so I went with that; it will make me more inclined to “answer shop” next time I have a question or need. That creates more work for the company I call, but they’ve brought it on themselves through their inconsistency.

In the article Time Warner should rethink its approach to customer service, something similar occurs. The writer tells the story of a customer who received a letter that told him to call TWC because the discounted rate period was about to expire. So the customer called and was told that TWC couldn’t do anything until the period expired. So why did they tell him to call in the letter?

When Time Warner was questioned about all the issues that the customer had in multiple communications with TWC, their response was “These two agents had other options for better customer service and need additional training.” Nothing like blaming the employee…but the root cause was not the employee. It was the company.

More than any other company, customers have brought up TWC as an example of a company with poor customer service; it’s the long waits; it’s the technician who cut one person’s cable when trying to disconnect their neighbor’s cable; it’s the inconsistencies; it’s the 4 hour windows for appointments or the long resolutions to problems. The occasional good customer service stories we hear about TWC relate to their social media monitoring of customer service issues, so they’re apparently pretty responsive to Twitter complaints.

But for any larger company with issues, consistent issues are not usually the fault of the employees. It’s the fault of a company without a cohesive strategy focused on customer service. It’s about a company that’s too compartmentalized. It’s about a company where the right hand doesn’t know what the left hand is doing.

Get consistent with customer service by first getting the whole organization on the same page.

Don’t Fight the Fan

Don’t pick a fight with a customer. Don’t throw a baseball at them. Don’t kick a football in their direction. Don’t smack a slapshot over their head.

In the article Flyers touching third rail of fan relations, Phil Sheridan gives multiple examples of players chastising fans for complaining (about the play on the ice or a sign outside a stadium or performance on the field). The crux of the article is that it’s a big risk for a player to attack (verbally or otherwise) fans just because the fans are complaining. Even though many athletes don’t think fans understand what’s it’s like to be in their shoes, many athletes don’t understand the fan’s perspective, but they should be willing to learn.

When fans are passionate, they can impact a game. When they care for a team or club, they’ll spend money on them. And when fans impact a game or they spend money, they impact the organization and its players.

It’s the same thing with any other business. Customers have opinions, and if they care enough to voice those opinions, they’re conveying their passion. But they’re also giving you advice (on what to do differently or how to interact and engage them differently). The customers are sharing their expectations. And if customers care enough to complain, we need to care enough to encourage that dialogue and listen.

Studies have shown that customers are far more likely to stick with you if they complain than if they have an issue and don’t complain. They are far more like to stick with you if you address their issue than if you don’t.

Let the fan talk, vent, complain. Listen and learn. Encourage dialogue. Because if there’s dialogue, that means they’re engaged. When the dialogue stops, that’s when you should start to worry because that might indicate apathy and a lost customer.

Don’t shut down customer complaints.

Common Issues Among “10 Most Hated Companies…”

While the American Customer Satisfaction Index may not use the word “hated,” the author of the Examiner article did. Essentially, the 10 companies noted are the lowest rated by the ACSI. They include PEPCO, Delta, Time Warner Cable, Comcast, Charter, US Airways, United Airlines, American Airlines, MY SPACE, and Facebook. So it’s Airlines, Telecomm/Utilities, and Social Networking…oh my!

With these 3 industry types, there should be some common issues, and there are several. Some of the most prevalent points are poor customer service, not even doing the bare minimum a customer would expect like keeping systems functioning, billing or fee-based issues, and excessive waits.

So the lessons are clear:

· Set expectations with customers, and meet at least the most basic level of these expectations.

· Charge what you said you’d charge, don’t raise rates without a good reason, and convey the good reason if it exists.

· Have processes that work – don’t bill incorrectly, don’t make the customer wait excessively – particularly if they’re waiting to address a problem you caused.

· Deliver customer service that conveys you care about the customer, their time, and their need or issue.

Being the bottom rated in customer satisfaction is an honor no business wants. To receive more positive recognition, these companies need to learn these key lessons.

India Wants Immediacy in Customer Service

Immediacy. That’s what it’s about. Immediacy.

In the just published Customer service goes social in India article, a survey showed that consumers in India are using Social Media to complain directly to companies (not just about, but to companies). Their rate of interaction (44%) directly with companies is much higher than in the UK and US.

Why? Immediacy. The long wait times to get a company representative on the phone is so aggravating that consumers prefer to go to Social Media. The ease with which complaints can be voiced via Facebook and Twitter, the speed of sending the message (literally and figuratively), and the speed of expected response are much faster via Social Media.

So customers want speed. They want to be able to vent. They want to be able to interact with a business, a person. They want resolution…fast.

With customer expectations changing, speeding up, what are you doing to speed up your organization’s response rate? Do you measure speed of answer (not just on the phone) via your website, via e-mail, via Social Media, in your storefront?

You should. Your customers have an internal clock, and it’s always ticking.

Understand customer expectations. Measure performance. Improve…continuously. Do it with…immediacy.

Social Media and Customer Service – Are you integrating?

It’s a big buzz in the customer service world and in the business world in general. It’s all about social media – Twitter, Facebook, whatever your preferred flavor may be.

In the article Carriers using social media to measure & improve customer service, an IBM exec notes during a forum in Dublin, Ireland that a recent study indicates 33% of consumers overall look for product information via social media while 50% of 18-25 years olds search the social platforms.

Panelists on the topic agreed that “Effective social campaigns to measure and improve customer experience require individualized attention and an increased response speed.”

Let’s stop. Forget about the fact that we’re talking about social media; I’ll even take that word out of the statement. Think about your store. Your online business. Your hospital. Your bank. Your sports team or club.

Now read this statement again: “Effective campaigns to measure and improve customer experience require individualized attention and an increased response speed.”

This fact is NOTHING NEW!

It applies to your storefront, your web, your phone response systems, and – yes – social media. Social media may set an expectation for more immediacy since people using that vehicle are part of a demographic typically looking for quick information and response. Also, from the company’s perspective, since social media can “go viral” to many hundreds or thousands of people quickly, there is a need to address issues fast to maintain the brand and minimize customer churn.

But the core point applies throughout any business; it goes beyond social media. If you want to measure and improve your customer’s experience, get to know your customer as an individual. Communicate with them as an individual. Respond to them quickly…as an individual.

Integrate Social Media and Customer Service in your business, but when you do it, keep in mind that you’re not using Social Media just to promote and sell to existing clients.

You’re doing it to serve your customer as an individual.

Life as a Call Center Rep

It’s great; it stinks. That sums it up.

For someone who likes to talk with others, who enjoys answering questions, educating others, and solving problems, it’s a very rewarding job. For someone who likes a different challenge every minute, it can fulfill that desire.

But for many call center representatives, there is the difficulty in trying to meet the numbers – have a low handle time, get the post-call work done quickly, take short restroom breaks – it can be frustrating.

Like with any business, frustration often results from competing priorities. You are in a customer service role to serve. You are there to help others. You are there to help guide, to respond, to defuse, to educate. But at the same time, you are there to get the work done quickly. To address the need as fast as possible without involving anyone else if at all possible. You are there to interact with as many customers as you can in your limited time during the day.

According to a Chicago Sun-Times for the article on what life can be like as a call center customer service representative, “The reps at [her] call center were expected to field calls, take down information, check files, fill out forms, flag down faxes, write notes about each conversation and more, at times viewing four computer screens at once. Three seconds after they hung up, a new call would come in. A big call board would flash with multi-colored lights indicating whether new calls were being picked up in less than 30 seconds, and if they weren’t, there’d be trouble.”

For any organization wanting to succeed in employee retention, customer retention, operational excellence, and long-term growth, there needs to be a balance. There need to be measurements of and incentives for satisfaction, loyalty, retention, repeat purchases, and new business generated from current customers just like there are measurements and incentives relating to productivity, error rates, and throughput time.

Find a balance of what you measure and reward for the sake of your people, your customers, and your business success.

Fearing the Feds…in Customer Service

Let’s keep the government off our backs! That’s the upshot of the article in CIO.com that addressed the mantra of Australian private sector industries struggling to deliver good customer service.

One of the telecommunications executives has heard rumblings from government leaders which suggest that the government is considering mandating that telecoms and ISPs start delivering a certain level or type of customer service. His solution is to get the private sector companies to work together toward improving customer service and reducing complaints – before the government forces them to do so.

Think about your business – imagine if your bank, your hospital, your shop, your university were to get federally mandated guidelines that addressed how or at what level you must deliver customer service.

A nightmare?

Yes, but it’s already happening. Hospitals, for example, will begin to have reimbursement from the Federal Government adjusted based on patient satisfaction scores in the U.S. including the patient’s assessment of their customer service.

The problem with a government mandate is that the business loses control over priorities or actions; the business gains an administrative burden; the business now has an 800-pound gorilla helping to manage it – the Federal Government.

Companies wouldn’t have to worry so much about government intervention if they took the time to measure the link between customer satisfaction, loyalty, word-of-mouth, repeat business, etc. and organizational profits. They wouldn’t be concerned with governmental edicts if they knew what percentage of this year’s revenue came from last year’s customers. They wouldn’t fear the repercussions of the government if they put a dollar value on the cost of the repercussions of their own upset or angry customers.

Put a dollar figure on the value of your customer. Let that number – not the government – be your incentive to improve customer service.

Quick Customer Service Technique Tips

Here are some quick hits for anyone in customer service…

  • To be great a customer service, you have to WANT to be great at customer service. Few people in history have been great without trying, practicing, improving, without WANTING to be great.
  • Did Michael Jordan just want to shoot hoops, or did he want to be great?
  • Did Dale Earnhardt just want to drive, or did he want to win races?
  • Did Abe Lincoln just want to manage, or did he want to lead this country to be better than it was?
  • Did Walt Disney just want to draw, or did he want to entertain in bigger, better, more personalized ways?

So to be great at customer service, make sure you’ve at least mastered these basics as a starting point:

  • Always answer the phone stating your department/organization, your name, and asking a question to start the conversation. A professional greeting should take less than 2 seconds.
  • When a customer is complaining, let them vent, empathize, and apologize or at least say “I’m sorry that happened to you…”
  • When closing a typical conversation, thank them for their business, their question, their inquiry, sharing their concern. Be memorable – in a positive way.
  • Be aware of your tone of voice on the phone – 86% of people judge you on the phone by your voice, not what you say.
  • Be aware of your body language and gestures when you’re face-to-face – 55% of people judge your body language, not your tone or what you say when you’re face-to-face.
  • Read the other person; are they anxious, angry, impatient, happy, upset? Tailor your interaction to address their emotion.
  • View your co-workers as customers. Even if you don’t interact with the consumer, the information or service you provide to your co-worker, the timeliness and attitude with which you provide the information or service – they impact your co-worker’s ability to serve that consumer.

These are a few quick tips to start your week.

With Customer Issues and Complaints, It’s All About Speed

Fast…Do it fast…Make them feel like you’re moving at light speed…Make them feel like there’s continuous action…

When you’re dealing with a complaint or a customer issue, a key to retaining (and even increasing business with) that customer is speed.

Studies have shown that if you resolve an issue of a customer, they will tell 5 people about the great work you do. If you resolve issues quickly, you have an 82% chance of repurchase v. only 54% chance of repurchase if you resolve it slowly. So speed aids retention to the tune of 28%!! Speed.

It takes a lot for some customers to complain; so if they care enough to complain, convey you care, too, by acting to resolve that issue fast.

Tell them you want to help them. Tell them what you’re doing to address the need. Give them status updates along the way. Ensure your organization has communication and service delivery processes in place which are speed-oriented and geared toward service recovery situations.

Evaluate how you handle these situations. Look internally, and test externally with mystery shopping, but assess, and improve.

The 3rd Time Better be the Charm

A friend recently relayed this customer service story to me, and food stories are always a special treat! Enjoy!…or at least, Learn…

Twice this weekend I noticed that servers, in their desire to speed up the delivery process (I can only assume) were actually stepping over my words while I was ordering. I’m not a particularly slow orderer, and I haven’t noticed this much before, but it was odd.

Once was at a local sandwich shop. I was ordering the pick two so you have to pick a sandwich, a side, and a soup. I was giving my choices, but before I even got them out of my mouth, the cashier is prompting me for the next thing that I have to decide. I said “and I’d like…” (getting ready to say “a medium drink”), and she interrupted me in mid-sentence to ask if I wanted a drink. I can almost see this occurring if there was a long line behind me, but there was no one else in line. It probably would have even been okay if she was cheery and bubbly or perhaps apologetic, but this young lady was none of those things – not a smile to be found.

The other experience was at a fast food restaurant the next day. I gave my order for the combo; she says “what?” in a terse voice, so then I began to restate my order, and before I could finish restating it, she interrupted by saying “Drink?” I was in the process of telling her that; oh, and, again, there was nobody behind me in line.

These may be perceived as “little things,” but is interrupting others good customer relations? Is being rude good customer service? Is not listening good for repeat business? Is it a good thing to be so task-oriented that you don’t focus on the person for whom you’re doing the task?

Hopefully the 3rd restaurant encounter for my friend will be better, and based on the tone of the story, it probably will be at a different place.
